The challenge

Reimagine the hotel arrival experience for travelers aged 18–30 without relying on discounts, gimmicks, or generic local recommendations.

Business context

NOVA operates 41 urban properties across Europe and the Americas. Occupancy among under-30 guests is growing, but satisfaction with the first-night experience lags every other stay moment, and first-time guests rebook at half the rate of returning guests.

Business objective

Increase first-time guest rebooking intent and first-night on-property spend by making arrival the differentiating experience — measured, not asserted.

Audience

Travelers aged 18–30: solo and small-group, budget-aware but experience-hungry, digitally ambient, privacy-literate, arriving late more often than any other cohort.

Cultural tension

A generation fluent in ambient digital presence has no physical protocol for showing up somewhere new. Hotels answer this moment with a form and a keycard.

Desired change

From “checked in” (processed, anonymous, transactional) to “arrived” (expected, recognized, oriented) — within the first hour.

Constraints

  • No discount mechanics or loyalty-point bribery.
  • Must work across 41 properties with different floor plans.
